{"id":4582,"date":"2011-07-22T12:41:02","date_gmt":"2011-07-22T12:41:02","guid":{"rendered":""},"modified":"2015-04-21T12:32:15","modified_gmt":"2015-04-21T15:32:15","slug":"el-valor-de-la-lealtad","status":"publish","type":"news","link":"https:\/\/amchamchile.cl\/en\/noticia\/el-valor-de-la-lealtad\/","title":{"rendered":"<!--:es-->El Valor de la Lealtad<!--:--><!--:en-->The Value of Loyalty<!--:-->"},"content":{"rendered":"<p><!--:es--><\/p>\n<p style=\"text-align: justify;\">\u201c\u00bfAcumula puntos?\u201d Esa es la primera pregunta que un cajero en cualquier supermercado de Chile le har\u00e1 usualmente antes de marcar sus compras. Hasta hace algunos a\u00f1os, su respuesta no necesariamente predec\u00eda si usted volver\u00eda a esa tienda o a otra de la misma marca. Eso es porque acumular puntos era f\u00e1cil, pero canjearlos por productos era una molestia. Sin embargo, hoy en d\u00eda es beneficioso acumular puntos que se pueden canjear por todo desde descuentos en efectivo a entradas a conciertos y vacaciones en San Pedro de Atacama.<\/p>\n<p style=\"text-align: justify;\">Los programas de fidelizaci\u00f3n de clientes no son nada nuevo. Han sido usados por las empresas chilenas como una herramienta, o como algunos dir\u00edan como un truco, desde la d\u00e9cada de los 80 para recompensar a sus clientes m\u00e1s leales y evitar que se cambien a la competencia.<\/p>\n<p style=\"text-align: justify;\">Unos de los primeros programas en Chile fue el Club de Lectores del diario El Mercurio, que otorga a sus suscriptores significativos descuentos en tiendas asociadas, estaciones de servicio, restaurantes, cines y m\u00e1s. Desde su creaci\u00f3n en 1985, el programa ha sido muy exitoso y ha sido ampliamente imitado por otros, incluido el peri\u00f3dico rival La Tercera.<\/p>\n<p style=\"text-align: justify;\">Pero fueron las aerol\u00edneas -partiendo por el programa Advantage de American Airlines en el a\u00f1o 1981 despu\u00e9s de la desregulaci\u00f3n de la industria aeron\u00e1utica de Estados Unidos- las que inventaron el concepto moderno de lealtad devolviendo valor a los clientes leales como puntos o millas, que despu\u00e9s se pueden canjear por productos o vuelos gratis.<\/p>\n<p style=\"text-align: justify;\">En 1985, LAN Airlines estableci\u00f3 su programa de viajero frecuente LANPASS que se ha convertido en uno de los m\u00e1s exitosos programas de lealtad en Chile con 1,8 millones de socios.<\/p>\n<p style=\"text-align: justify;\">Funciona, como otros programas similares, al hacer que sea m\u00e1s probable que los clientes vuelen con LAN de nuevo a\u00fan si cuesta m\u00e1s. Por ejemplo, un miembro al que le faltan 2.000 kil\u00f3metros de la cantidad que necesita para volar gratis a Miami volar\u00e1 con LAN -u otro miembro de la alianza One World- en un vuelo m\u00e1s corto a Buenos Aires a\u00fan si el pasaje es m\u00e1s costoso que el de la competencia.<\/p>\n<p style=\"text-align: justify;\">Por supuesto, ganar kil\u00f3metros o millas es s\u00f3lo un factor que los viajeros consideran al escoger una aerol\u00ednea. Otro es la calidad del servicio a bordo por el que LAN a menudo gana premios internacionales, pero el programa de lealtad da a los clientes otra raz\u00f3n para volar con LAN, se\u00f1ala Ralph Piket, gerente general de LANPASS.<\/p>\n<p style=\"text-align: justify;\">Casi el 90 por ciento de los kil\u00f3metros LANPASS actualmente se canjean por vuelos gratis en LAN -cerca de 1.000 de ellos diariamente a nivel mundial- pero algunos socios del programa se quejan de que ganar suficientes kil\u00f3metros para un vuelo gratis puede demorar a\u00f1os, dependiendo de cu\u00e1n a menudo vuelen, y hay restricciones sobre qu\u00e9 vuelos pueden escoger.<\/p>\n<p style=\"text-align: justify;\">LANPASS aspira a que su sistema de canje sea m\u00e1s f\u00e1cil de usar con el lanzamiento de la versi\u00f3n 2.0 de su Sistema de Canje Flexible a fines de este a\u00f1o, sostiene Piket. Pero tambi\u00e9n esta dando a sus miembros m\u00e1s opciones para acumular y canjear kil\u00f3metros.<\/p>\n<p style=\"text-align: justify;\">Gracias a acuerdos con compa\u00f1\u00edas como Unimarc, Petrobras, SalcoBrand y Movistar, los socios de LANPASS pueden acumular kil\u00f3metros cada vez que compren en el supermercado, pongan gasolina a su auto, usen sus tel\u00e9fonos m\u00f3viles o vayan a la farmacia. Banco Santander Chile tambi\u00e9n emite tarjetas de cr\u00e9dito que permiten a los clientes ganar kil\u00f3metros cada vez que realizan una compra.<\/p>\n<p style=\"text-align: justify;\">\u201cLa gente parece m\u00e1s conectada con LAN si pueden obtener kil\u00f3metros a partir de otras fuentes\u201d, sostiene Piket.<\/p>\n<p style=\"text-align: justify;\">Y para LANPASS es mejor si los socios pueden ganar sus kil\u00f3metros en tierra. Actualmente, s\u00f3lo el 45 por ciento de los kil\u00f3metros que ganan los socios provienen de vuelos en LAN, mientras que el otro 55 por ciento se obtiene a trav\u00e9s de socios como Movistar y Santander.<\/p>\n<p style=\"text-align: justify;\">\u201cMientras en m\u00e1s lugares se puedan ganar y canjear kil\u00f3metros, es mejor para el cliente y mejor para nosotros\u201d, afirma Piket.<\/p>\n<p style=\"text-align: justify;\"><strong>Dulce como el N\u00e9ctar<\/strong><\/p>\n<p style=\"text-align: justify;\">Pero no son solamente las aerol\u00edneas las que se han dado cuenta de los beneficios de entregar a los clientes leales m\u00e1s opciones de canje. El programa Nectar del grupo minorista chileno Cencosud, que se lanz\u00f3 en agosto del a\u00f1o pasado, ya se ha convertido en uno de los programas m\u00e1s exitosos del pa\u00eds al hacer precisamente eso.<\/p>\n<p style=\"text-align: justify;\">El programa permite que los compradores acumulen y canjeen puntos en una variedad de tiendas que incluyen las cadenas de supermercados Jumbo y Santa Isabel de Cencosud, su cadena de tiendas por departamento Paris y sus tiendas de mejoras para el hogar Easy. Los clientes adem\u00e1s pueden ganar m\u00e1s puntos si usan la Tarjeta M\u00e1s, la tarjeta de cr\u00e9dito emitidas por estas tiendas.<\/p>\n<p style=\"text-align: justify;\">A diferencia de programas individuales, como el programa Mi Club de la cadena rival de supermercados Lider que ofrece descuentos a la salida de la tienda, los miembros de Nectar pueden usar sus puntos en todo desde productos y vacaciones hasta conciertos. M\u00e1s de 2,4 millones de miembros ya se han inscrito en su sitio web o en sus tiendas y 1 mill\u00f3n de estos se han canjeado.<\/p>\n<p style=\"text-align: justify;\">Este no es el primer intento de Cencosud para conseguir la lealtad de sus clientes pero su programa anterior, C\u00edrculo M\u00e1s, no entreg\u00f3 los resultados esperados. Los consumidores no pod\u00edan molestarse en hacer colas para canjear puntos por productos que a menudo no estaban en stock y las opciones de canje eran limitadas.<\/p>\n<p style=\"text-align: justify;\">No obstante, Nectar es mucho m\u00e1s amistoso. Uno simplemente entrega su RUT al hacer una compra y, una vez que se tienen m\u00e1s de 5.000 puntos, o 4.000 en Santa Isabel, se pueden usar para un descuento a la salida de la tienda al presentar su tarjeta Nectar o canjearlos online por viajes y productos.<\/p>\n<p style=\"text-align: justify;\">Nectar fue desarrollado por el grupo brit\u00e1nico Loyalty Management Group (LMG), que fue adquirido por la firma canadiense de gesti\u00f3n de lealtad Groupe Aeroplan en el 2007. Tras varios a\u00f1os de negociaciones, se entreg\u00f3 una licencia Nectar a Cencosud a trav\u00e9s de un acuerdo exclusivo suscrito en el 2009. En Reino Unido, los miembros de Nectar literalmente tienen cientos de opciones para acumular y canjear puntos, pero en Chile estas opciones, por ahora, se limitan a las unidades de negocios de Cencosud.<\/p>\n<p style=\"text-align: justify;\">De todos modos, el hecho de que Chile pueda importar un programa internacional como Nectar muestra que el mercado de lealtad ha \u201cmadurado\u201d, afirma Sebasti\u00e1n Goldsack, director ejecutivo de la Asociaci\u00f3n de Marketing Directo de Chile.<\/p>\n<p style=\"text-align: justify;\">\u201cLa tendencia apunta a programas que sean m\u00e1s relacionales, multimarcas y transversales\u201d, se\u00f1ala Goldsack.<\/p>\n<p style=\"text-align: justify;\">Al tiempo que los programas internacionales de lealtad se vuelven m\u00e1s populares, algunos se han convertido en empresas rentables en s\u00ed mismos. Este es el caso de Groupe Aeroplan, que comenz\u00f3 como el programa de lealtad de Air Canada y que ahora vale m\u00e1s que la misma aerol\u00ednea. Se est\u00e1 expandiendo en Sudam\u00e9rica y actualmente entrega servicios de consultor\u00eda tanto a Cencosud como a LANPASS.<\/p>\n<p style=\"text-align: justify;\">\u201cLos resultados de Nectar han sido muy positivos\u201d, comenta Hugo Cisternas, director de lealtad y alianzas de Groupe Aeroplan South America, que tiene sede en Santiago.<\/p>\n<p style=\"text-align: justify;\">A diferencia de los programas tradicionales de lealtad que son b\u00e1sicamente cat\u00e1logos de cupones, Nectar devuelve valor a sus consumidores. \u201cCada vez que uno compra algo en una de las tiendas de Cencosud, un porcentaje de la compra vuelve a usted a trav\u00e9s de los puntos que obtiene\u201d, afirma Cisternas.<\/p>\n<p style=\"text-align: justify;\">Pero la lealtad tiene un precio. La inversi\u00f3n de Cencosud para contar con un programa de fidelizaci\u00f3n de primer nivel es \u201csignificativa\u201d, destaca Cisternas. M\u00e1s de 35.000 trabajadores han sido capacitados para usar el nuevo programa en las unidades de negocios de Cencosud.<\/p>\n<p style=\"text-align: justify;\">De todos modos, en menos de un a\u00f1o esa inversi\u00f3n est\u00e1 rindiendo frutos. En la industria fieramente competitiva de los supermercados de Chile, por ejemplo, los socios de Nectar est\u00e1n gastando m\u00e1s en Santa Isabel y Jumbo, en especial en el segmento de mayores ingresos, dice Cisternas.<\/p>\n<p style=\"text-align: justify;\">Los consumidores han enganchado r\u00e1pidamente con los beneficios y, seg\u00fan Nectar, las promociones en las tiendas y online para bonos de puntos y ofertas de canje han sido exitosas.<\/p>\n<p style=\"text-align: justify;\">Paris tambi\u00e9n ha capturado una mayor participaci\u00f3n de mercado, obligando a sus competidores a reaccionar. Falabella, que tiene su propio programa de lealtad CMR Puntos y sigue siendo la principal cadena de tiendas por departamento de Chile en t\u00e9rminos de ventas, suscribi\u00f3 un acuerdo con la rival de Easy, Home Center Sodimac, mientras que Ripley ha modernizado su programa RipleyPuntos.<\/p>\n<p style=\"text-align: justify;\">No obstante, el mayor beneficio de Nectar para Cencosud es la capacidad de obtener informaci\u00f3n detallada sobre sus clientes. En la actualidad, Nectar hace un seguimiento de cu\u00e1nto gasta cada cliente, lo que ayuda a dise\u00f1ar mejor las campa\u00f1as de marketing, pero en el futuro tambi\u00e9n podr\u00eda analizar las cuentas para efectuar promociones m\u00e1s dirigidas.<\/p>\n<p style=\"text-align: justify;\">Por ejemplo, una mujer que compra pa\u00f1ales en Jumbo podr\u00eda recibir un correo electr\u00f3nico promoviendo otros productos para beb\u00e9s algunos d\u00edas despu\u00e9s. Este tipo de marketing directo ya es com\u00fan en Reino Unido, pero tomar\u00e1 tiempo desarrollarlo en Chile, indica Cisternas.<\/p>\n<p style=\"text-align: justify;\">\u201cEl programa da a la empresa una mezcla de herramientas para relacionarse mejor con el cliente\u201d, destaca.<\/p>\n<p style=\"text-align: justify;\"><strong>Gesti\u00f3n de Datos<\/strong><\/p>\n<p style=\"text-align: justify;\">Sin embargo, recabar datos en la salida de la tienda es in\u00fatil sin la capacidad de analizarlos. Sofisticados programas de lealtad como Nectar exigen inteligencia de negocios y extracci\u00f3n de datos para hacer un seguimiento del comportamiento de los clientes y beneficios personalizados.<\/p>\n<p style=\"text-align: justify;\">En Chile, existe la tecnolog\u00eda para hacer esto pero el problema, seg\u00fan Rodrigo Edwards, director ejecutivo de la agencia de marketing Edwards &amp; Asociados, es que las firmas chilenas no gastan los suficiente en investigaci\u00f3n.<\/p>\n<p style=\"text-align: justify;\">\u201cEsta es la mayor debilidad de los programa de lealtad de Chile\u201d, sostiene.<\/p>\n<p style=\"text-align: justify;\">Las firmas minoristas chilenas gastan mucho menos en estudios de marketing que sus contrapartes en pa\u00edses desarrollados, lo que significa que los programas de lealtad tienden a ser menos efectivos.<\/p>\n<p style=\"text-align: justify;\">Por ejemplo, se necesitan analistas para mantener un seguimiento de c\u00f3mo los consumidores hacen clic en correos electr\u00f3nicos publicitarios y cu\u00e1les de ellos canjean puntos. Usando esta informaci\u00f3n, las empresas entonces pueden dise\u00f1ar campa\u00f1as que apuntan a segmentos espec\u00edficos de su cartera de clientes.<\/p>\n<p style=\"text-align: justify;\">Y este tipo de an\u00e1lisis de datos puede mejorar los resultados de los programas de fidelizaci\u00f3n de manera significativa. \u201cEs una inversi\u00f3n que da frutos muy r\u00e1pidamente\u201d, sostiene Edwards.<\/p>\n<p style=\"text-align: justify;\">Algunas empresas, como LANPASS, gestionan los datos de sus clientes de manera interna, pero para empresas m\u00e1s peque\u00f1as externalizar este servicio puede ayudar a mantener bajos los costos.<\/p>\n<p style=\"text-align: justify;\">Una firma con sede en Santiago que ofrece este servicio es Celmedia, que fue fundada en el 2002 y ahora tiene oficinas en toda Am\u00e9rica Latina entregando soluciones de gesti\u00f3n de datos y marketing m\u00f3vil.<\/p>\n<p style=\"text-align: justify;\">El cofundador y gerente de ventas de Celmedia, Mario Cumsille, concuerda en que una raz\u00f3n para el fracaso de algunos programas de fidelizaci\u00f3n de Chile es que las empresas no miden sus resultados.<\/p>\n<p style=\"text-align: justify;\">\u201cEn muchos casos, s\u00f3lo una peque\u00f1a cantidad de clientes usa estos programas porque toma mucho tiempo acumular suficientes puntos para canjear\u201d, explica Cumsille.<\/p>\n<p style=\"text-align: justify;\">Hace unos 18 meses, Celmedia comenz\u00f3 a ofrecer plataformas de lealtad personalizadas a sus clientes incluida la tecnolog\u00eda que les permite recabar y analizar datos de sus clientes.<\/p>\n<p style=\"text-align: justify;\">Celmedia ya tiene varios clientes importantes incluidos Movistar, Corpbanca y Unimarc, y los resultados han sido prometedores, sostiene Cumsille.<\/p>\n<p style=\"text-align: justify;\">Si bien hay algunos temas pendientes, como el alto costo del acceso a Internet en Chile en comparaci\u00f3n con otros pa\u00edses, el mercado de lealtad es competitivo y est\u00e1 posicionado para el crecimiento, afirma.<\/p>\n<p style=\"text-align: justify;\"><strong>Cambiando Lealtades <\/strong><\/p>\n<p style=\"text-align: justify;\">Pero ganar la lealtad de los consumidores es m\u00e1s dif\u00edcil que lo que sol\u00eda ser. A trav\u00e9s de redes sociales como Facebook y Twitter, los consumidores tienen acceso a m\u00e1s informaci\u00f3n que nunca antes y est\u00e1n cada vez m\u00e1s exigentes.<\/p>\n<p style=\"text-align: justify;\">El \u00e9xito de LANPASS y Nectar muestra que los chilenos valoran la libertad de ganar kil\u00f3metros o puntos a trav\u00e9s de diferentes marcas. Sin embargo, muchas empresas chilenas a\u00fan tienen en la mente que la lealtad significa fortalecer la relaci\u00f3n entre el cliente y su marca, o marcas, de manera exclusiva.<\/p>\n<p style=\"text-align: justify;\">En otras palabras, no quieren que otras compa\u00f1\u00edas \u201ccosechen\u201d los puntos que ellos tramaron, se\u00f1ala Goldsack. \u201cLos programas de lealtad ya no son s\u00f3lo sobre una \u00fanica marca, sino que sobre muchas marcas\u201d, afirma. Y estas marcas forman una comunidad virtual con el consumidor en su centro.<\/p>\n<p style=\"text-align: justify;\">Pero con sitios web como Groupon que ya ofrecen grandes descuentos sobre distintos productos y servicios, los consumidores esperan m\u00e1s de sus marcas favoritas que s\u00f3lo cupones.<\/p>\n<p style=\"text-align: justify;\">Esto explica por qu\u00e9 programas como Club Metrogas, el programa de lealtad del distribuidor chileno de gas, permite a los clientes canjear puntos por entradas gratis al cine, vacaciones o compensaci\u00f3n de la huella de carbono.<\/p>\n<p style=\"text-align: justify;\">\u201cLa tendencia apunta a programas que ofrecen experiencias memorables y una mayor participaci\u00f3n\u201d, se\u00f1ala Edwards. Esto significa hacer un seguimiento a los gustos y preferencias de los clientes durante el tiempo, lo que es m\u00e1s f\u00e1cil de hacer usando tecnolog\u00eda moderna y an\u00e1lisis de datos.<\/p>\n<p style=\"text-align: justify;\">Por ahora, la mayor\u00eda de las empresas chilenas a\u00fan prefieren manejar programas de lealtad de manera interna, pero externalizar la gesti\u00f3n de lealtad es una opci\u00f3n que vale la pena considerar, en especial para empresas m\u00e1s peque\u00f1as que no tienen las econom\u00edas de escala o el flujo de efectivo para respaldar programas al interior de la empresa.<\/p>\n<p style=\"text-align: justify;\">Chile tiene la tecnolog\u00eda y el capital humano para desarrollar innovadores programas de fidelizaci\u00f3n que son adaptados al mercado local. Pero a medida que los clientes cambian, el concepto de la lealtad va cambiando con ellos. La pregunta es \u00bfpodr\u00e1n las empresas chilenas seguirles el ritmo?<\/p>\n<p style=\"text-align: justify;\"><strong>Julian Dowling<\/strong> es editor de <strong>bUSiness CHILE<\/strong><\/p>\n<p><!--:--><!--:en--><P style=\"TEXT-ALIGN: justify\">\u201cDo you collect points?\u201d This is the first question a cashier in any Chilean supermarket usually asks before scanning your groceries. Up until a few years ago, your answer did not necessarily predict whether you would return to that store or another of the same brand. That\u2019s because collecting points was easy but redeeming them for products was a hassle. These days, however, it pays to collect points that can be redeemed for everything from cash discounts to concert tickets and holidays in San Pedro de Atacama.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Loyalty programs are nothing new. They have been used by Chilean companies as a tool, or some would say a trick, since the 1980s to reward their most loyal customers and stop them from switching to the competition.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">One of the earliest programs in Chile was El Mercurio\u2019s Club de Lectores, which gives subscribers significant discounts at associated stores, service stations, restaurants, movie theatres and more. Since its creation in 1985, the program has been very successful and is widely imitated by others, including rival paper La Tercera.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">But it was the airlines \u2013 starting with American Airlines\u2019 Advantage program established in 1981 after the deregulation of the US airline industry &#8211; that invented the modern concept of loyalty; giving value back to loyal customers in the form of points or miles, which can later be redeemed for products or free flights.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">In 1985, LAN Airlines established its LANPASS frequent flyer program which has become one of the most successful loyalty programs in Chile with 1.8 million members.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">It works, like other similar programs, by making customers more likely to fly with LAN again even if it costs more. For example, a member who is 2,000 kilometers short of the number needed for a free flight to Miami will fly with LAN \u2013 or another member of the One World alliance &#8211; on a shorter flight to Buenos Aires even if the ticket is more expensive than the competition.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Of course, earning kilometers or miles is only one factor travellers consider when choosing an airline. Another is the quality of inflight service for which LAN often wins international awards, but the loyalty program gives customers another reason to fly with LAN, says Ralph Piket, CEO of LANPASS.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Almost 90 percent of LANPASS kilometers are currently redeemed for free flights on LAN \u2013 about 1,000 of them daily worldwide \u2013 but some members complain that earning enough kilometers for a free flight can take years, depending on how often they fly, and there are restrictions on which flights they can choose.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">LANPASS aims to make its redemption system easier to use with the launch of version 2.0 of its Flexible Rewards System later this year, says Piket. But it is also giving members more options to collect and redeem kilometers.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Thanks to agreements with companies like Unimarc, Petrobras, SalcoBrand and Movistar, LANPASS members can collect kilometers every time they buy groceries, fill up with gas, use their mobile phones or stop at the pharmacy. Banco Santander Chile also issues credit cards that allow clients to earn kilometers every time they make a purchase.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">\u201cPeople feel more tied to LAN if they can earn kilometers from other sources,\u201d says Piket.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">And for LANPASS it\u2019s better if members earn more of their kilometers on the ground. Currently, only 45 percent of kilometers earned by members come from flying with LAN, while the other 55 percent are earned through partners like Movistar and Santander.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">\u00a0\u201cThe more places you can earn and redeem kilometers, the better it is for the customer and the better it is for us,\u201d says Piket.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\"><STRONG>Sweet as Nectar<\/STRONG><\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">But it\u2019s not just airlines that have realized the benefits of giving loyal customers more redemption options. Chilean retail group Cencosud\u2019s Nectar program, which was launched in August last year, has already become one of the country\u2019s most successful programs by doing precisely this.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">It allows shoppers to collect and redeem points at a variety of stores including Cencosud\u2019s supermarket chains Jumbo and Santa Isabel, its department store chain Paris and its Easy home centers. Customers can also earn more points by using Tarjeta M\u00e1s credit cards issued by these stores.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Unlike standalone programs, such as rival supermarket Lider\u2019s Mi Club which offers discounts at the checkout, Nectar members can use their points on everything from products and holidays to live concerts. Over 2.4 million members have already signed up on the website or in-store and 1 million of these have redeemed.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">This is not Cencosud\u2019s first attempt to earn customer loyalty but its previous program, C\u00edrculo M\u00e1s, failed to deliver the expected results. Customers couldn\u2019t be bothered lining up to exchange points for products that were often out of stock and the redemption options were limited.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">But Nectar is much more user friendly. You just give your ID number when making a purchase and, once you have over 5,000 points, or 4,000 at Santa Isabel, you can use them for a discount at the checkout by presenting your Nectar card or redeem them online for trips and products.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Nectar was developed by the UK\u2019s Loyalty Management Group (LMG), which was acquired by the Canadian loyalty management firm Groupe Aeroplan in 2007. After several years of negotiations, Nectar was licensed to Cencosud through an exclusive agreement signed in 2009. In the UK, Nectar members have literally hundreds of options to collect and redeem points, but in Chile the options are, for now, limited to Cencosud\u2019s business units.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Still, the fact that Chile is able to import an international program like Nectar shows that the loyalty market has \u201cmatured,\u201d says Sebastian Goldsack, executive director of Chile\u2019s Direct Marketing Association.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">\u201cThe trend is towards programs that are more relational, multi-brand and transversal,\u201d says Goldsack.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">As international loyalty programs become more popular, some have become profitable companies on their own. This is the case with Groupe Aeroplan, which began as Air Canada\u2019s loyalty program and is now worth more than the airline itself. It is expanding in South America and currently provides consulting services to both Cencosud and LANPASS.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">\u201cNectar\u2019s results have been very positive,\u201d says Hugo Cisternas, Loyalty and Alliances Director at Groupe Aeroplan South America, which is based in Santiago.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">As opposed to traditional loyalty programs that are basically coupon catalogues, Nectar gives value back to the customer. \u201cEach time you buy something in one of Cencosud\u2019s stores, a percentage of the purchase comes back to you through the points you earn,\u201d says Cisternas.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">But loyalty has a price. The investment by Cencosud for a top of class loyalty program is \u201csignificant\u201d, notes Cisternas. Over 35,000 workers have been trained to use the new program in Cencosud\u2019s business units.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Still, in less than a year that investment is paying for itself. In Chile\u2019s fiercely competitive supermarket industry, for example, Nectar members are spending more at Santa Isabel and Jumbo, especially in the higher income segment, says Cisternas.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Consumers have caught on quickly to the benefits and, according to Nectar, in-store and online promotions for bonus points and redemption deals have been successful.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Paris has also captured a greater market share, forcing its competitors to react. Falabella, which has its own loyalty program CMR Puntos and remains Chile\u2019s leading department store chain in terms of sales, has signed an agreement with Easy\u2019s rival, Home Center Sodimac, while Ripley has revamped its RipleyPuntos program.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">But the greatest benefit of Nectar for Cencosud is the ability to obtain detailed information about its clients. Nectar currently tracks how much each customer spends, which helps design better marketing campaigns, but in the future it could also analyze the bill to make promotions more targeted.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">For example, a woman who buys diapers at Jumbo may receive an email promoting other baby products a few days later. This type of direct marketing is already common in the UK, but it will take time to develop in Chile, says Cisternas.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">\u201cThe program gives the company a mix of tools to relate better with the customer,\u201d he points out.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\"><STRONG>Data management<\/STRONG><\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">But collecting data at the checkout is useless without the ability to analyze it. Sophisticated loyalty programs like Nectar require data mining and business intelligence to track customer behavior and customize benefits.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">The technology exists in Chile to do this but the problem, according to Rodrigo Edwards, executive director of the marketing agency Edwards &#038; Asociados, is that Chilean firms don\u2019t spend enough on research.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">\u201cThis is the biggest weakness of loyalty programs in Chile,\u201d he says.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Chilean retailers spend far less on marketing studies than their counterparts in developed countries, meaning loyalty programs tend to be less effective.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Analysts are needed, for example, to keep track of how many customers click on advertising emails and which of those redeem points. Using this information, companies can then design campaigns that target specific segments of their customer base.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">And this type of data analysis can improve the results of loyalty programs significantly. \u201cIt\u2019s an investment that pays for itself very quickly,\u201d says Edwards.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Some companies, like LANPASS, manage their customer data internally, but for smaller firms outsourcing this service can help to keep costs down.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">One Santiago-based firm that offers this service is Celmedia, which was founded in 2002 and now has offices throughout Latin America providing mobile marketing and data management solutions.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Celmedia\u2019s co-founder and sales manager, Mario Cumsille, agrees that one reason for the failure of some loyalty programs in Chile is that companies don\u2019t measure their results.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">\u201cIn many cases only a small number of clients use these programs because it takes too long to collect enough points to redeem,\u201d explains Cumsille.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Some 18 months ago, Celmedia began offering customized loyalty platforms to its clients including technology that allows them to collect and analyze data about their customers.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Celmedia already has several major clients including Movistar, Corpbanca and Unimarc, and the results have been promising, says Cumsille.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Though there are some pending issues, like the high cost of Internet access in Chile compared to other countries, the loyalty market is competitive and poised for growth, he says.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\"><STRONG>Shifting loyalties<\/STRONG><\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">But earning customer loyalty is harder than it used to be. Through social media like Facebook and Twitter, consumers have access to more information than ever before and they are increasingly picky.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">The success of LANPASS and Nectar shows that Chileans value the freedom to earn kilometers or points through different brands. But many Chilean companies still have the mindset that loyalty means strengthening the relationship between the customer and their brand, or brands, exclusively.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">In other words, they don\u2019t want other companies to \u201charvest\u201d the points they have sewn, says Goldsack. \u201cLoyalty programs are no longer about just a single brand, but many brands\u201d, he says. And these brands form a virtual community with the customer at its center.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">But with websites like Groupon already offering deep discounts on many products and services, customers expect more from their favorite brands than just coupons.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">This explains why programs like Club Metrogas, the loyalty program of the Chilean gas distributor, allow customers to redeem points for free movie tickets, holidays and carbon footprint offsetting.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">\u201cThe trend is towards programs that offer memorable experiences and greater participation,\u201d says Edwards. This means tracking customer tastes and preferences over time, which is easier to do using modern technology and data analysis.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">For now, most Chilean companies still prefer to manage loyalty programs internally but outsourcing loyalty management is an option worth considering, especially for smaller firms that don\u2019t have the economies of scale or cash flow to support in-house programs.<\/P><br \/>\n<P style=\"TEXT-ALIGN: justify\">Chile has the technology and human capital to develop innovative loyalty programs that are adapted to the local market. But as customers change, the concept of loyalty is changing with them.
